Classify the complaint before replying
Health-related complaints, such as food safety or allergens, are not handled in the same flow as an ordinary "we waited too long" comment. In either case, do not ask for the customer's personal information, order number or phone number in a public comment.
| Complaint type | Goal of the public first reply | Internal step |
|---|---|---|
| Service was slow | Acknowledge the experience, move the details to a private channel | Check timing and service |
| My order was incomplete | Show the way to share information | Verify the order record |
| The product was not what I expected | Examine the actual difference in product or service | Menu and kitchen feedback |
| Price information does not match | Avoid promising unproven discounts | Check current menu and prices |
| Allergen or health complaint | State the seriousness and route it to the authorized team | Quick review by the responsible person |
| Insults and spam | Proportionate moderation according to platform rules | Evidence and evaluation record |
A reliable first reply in five steps
One: Stay calm. Belittling the customer's complaint, mocking it, or drawing them into a debate in front of others raises tension.
Two: Acknowledge the experience. A natural phrase such as "Thank you for sharing this with us" is enough. Accepting the fault as fact before it is known, or promising an immediate refund, is not appropriate.
Three: Clarify the actual question. When and through which channel the order was placed can be verified through the business's authorized system.
Four: Protect personal information. Do not ask for phone numbers, addresses, payment details or health information to be shared in a public comment.
Five: Follow up on the outcome. If the business has made a real correction, get in touch with the customer about their request. Do not present the complaint as resolved by deleting it.
Six sample reply drafts
Slow service: “Thank you for sharing your experience. We would like to look into the issue with the waiting time. Could you share your visit time via private message?”
Wrong product: “Thank you for letting us know that your order did not arrive as you expected. You can contact us via private message so we can look into the matter.”
Price discrepancy: “We will compare the price information with our current menu. Could you share which product and visit date you are referring to via private message?”
Crowding: “We heard about the issue you experienced during a busy service period. We are looking into this with our team; you can share the details with us via private message.”
Allergen complaint: “We take what you have shared seriously. We are passing the matter on to our responsible team for review. Please allow us to reach you through our private contact channel.” These reply drafts are for customer communication and do not provide a medical assessment.
Genuine satisfaction feedback: “Thank you for your kind feedback. We look forward to welcoming you again.” Fake or incentivized review collection is not carried out.
Which comments should not be answered automatically?
Allergen, safety, personal data, refund, or serious crisis claims; price, availability, or definite reservation requests that the business cannot verify. These groups are passed on to the relevant person instead of being sent automatically from the approved reply pool.
How do you move from a comment to business improvement?
Summarize the complaint topic, how often it recurs, and the resolved incidents without unnecessarily copying personal data. If the same service complaint keeps recurring, the workflow must be fixed before issuing a new social media statement.
Measurement: The number of replied comments alone does not prove that a complaint was resolved or that customer loss was prevented. Separately record the business's real feedback and its operational fix.
NEFES's comment management brings together consistent brand language, an approved information card, human review for critical situations, and meaningful reporting.
Adapt this guide to your business
Try to verify the comment against the relevant service record before replying. In the public reply, point to the contact channel without going into personal details; internally, record who owns the request and the follow-up date.
